Customer Loyalty Challenges and Resolution Strategies for DANA Fintech Startup Amid Digital Wallet Competition in Indonesia

Abstract

The rapid expansion of digital payment ecosystems has intensified competition among financial technology (fintech) startups, particularly digital wallet platforms such as DANA, GoPay, OVO, and ShopeePay. This intensifying rivalry creates significant challenges for firms attempting to sustain customer loyalty amid increasingly aggressive promotional strategies and growing switching behavior. This study aims to analyze the customer loyalty challenges confronting DANA as a major Indonesian fintech startup, and to identify evidence-based resolution strategies the firm can implement to maintain sustainable loyalty in a highly competitive digital wallet market. A qualitative method employing a systematic library research approach was adopted, drawing on secondary data sources including peer-reviewed international journals, academic books, official industry reports, and credible publications on fintech development, consumer behavior, and customer loyalty. The review reveals that customer loyalty toward DANA is shaped by a constellation of factors, namely perceived ease of use, transaction security, customer satisfaction, service quality, and promotional strategies. However, excessive reliance on promotional incentives risks encouraging switching behavior rather than fostering genuine long-term loyalty. The study therefore argues that DANA must pursue a multi-pronged strategy encompassing enhanced user experience design, reinforced transaction security infrastructure, optimized digital marketing communication, and the implementation of adaptive Customer Relationship Management (CRM) frameworks to cultivate durable customer loyalty.
